Technical support tiers explained: Tier 1, Tier 2 and when to escalate
What Tier 1, Tier 2 and Tier 3 support each handle, how escalations should work and how an outsourced help desk can resolve more on first contact.

On this page
Technical support is usually organised in tiers. Each tier handles more complex problems than the one before, and good escalation between them is what keeps customers happy and engineers productive.
The tiers
| Tier | Typical work | Who |
|---|---|---|
| Tier 1 | Log-ins, setup, configuration, how-to questions, known issues | Trained support agents |
| Tier 2 | Log investigation, reproducing bugs, integrations, runbook procedures | Experienced support engineers |
| Tier 3 | Code changes, infrastructure and product fixes | Your engineering team |
Many outsourced help desks cover Tier 1 and Tier 2, escalating code-level issues to your engineers.
Resolve more at Tier 1
Every issue resolved at Tier 1 saves time further up. A strong Tier 1 team needs good training, a searchable knowledge base and the authority to solve common problems without escalating. First contact resolution targets of 70% or more at Tier 1 are common.
Train like an engineer would
Support engineers learn your product through documentation, a sandbox environment, shadowing your team and then reverse shadowing, where they work while your team watches. Practical assessments confirm they are ready before they own the queue.
Escalate well
A good escalation saves your engineers hours. It should include:
- 1a clear summary of the problem;
- 2steps to reproduce it;
- 3logs, screenshots or recordings;
- 4what has already been tried;
- 5the severity, based on your severity matrix.
Escalations should follow your rules for severity and response time, so urgent issues reach the right person quickly.
Turn tickets into product improvements
The support team sees problems first. A monthly report of the top issues, their causes and suggested fixes to the product or documentation is one of the most valuable things a support partner can provide.
Security
Technical support often needs access to admin tools and customer environments. Look for VPN or single sign-on access, logged sessions, locked-down devices and resilient infrastructure with redundant connectivity and backup power.
