Call centre metrics that matter: service level, abandonment and first contact resolution
The call centre measures worth tracking, what each one tells you, how they trade off against each other and how to set targets that customers actually feel.

On this page
Call centres generate a lot of numbers. Only some of them tell you whether customers are being looked after. This guide covers the measures that matter, what they mean and how they interact.
Service level
Service level is the percentage of calls answered within a target time. A common target is 80/20: 80% of calls answered within 20 seconds. It is the clearest single measure of whether you have enough people at the right times.
Service level depends on accurate forecasting. Volumes are forecast in 30-minute intervals and staff scheduled to match, so the target is met through the day rather than only on average.
Abandonment rate
The share of callers who hang up before reaching an agent. High abandonment means customers are waiting too long, and many of them will try again, call another channel or give up on you. Many centres aim for under 3%, but the right target depends on your customers.
Average handling time
The average time spent on a call, including hold and wrap-up. It is useful for planning but dangerous as a target. Push it down too hard and agents rush customers, transfer them or avoid solving the real problem, which creates repeat calls.
First contact resolution
The share of issues solved on the first contact, without the customer needing to call back. It is one of the best indicators of both customer experience and efficiency, because every repeat call costs time and goodwill.
Quality score
A score from listening to a sample of calls against a written scorecard: accuracy, policy compliance, tone, empathy and process. It shows how well calls are handled, not just how quickly. See our guide to QA scorecards.
Customer satisfaction
What customers say about the call, usually through a short survey. It is the closest measure to how customers actually feel, but response rates and timing affect it, so read it alongside quality scores.
How the measures trade off
| If you push | It can hurt |
|---|---|
| Handling time down | Resolution, quality and satisfaction |
| Service level up with too few staff | Agent wellbeing and quality |
| Resolution up | Handling time, which is usually worth it |
The aim is balance. A short call that does not fix the problem is not efficient.
Make the numbers visible
Live wallboards show queues, waiting calls and agents available in real time, so supervisors can react. Daily summaries and weekly reports show trends. Recording every call and making recordings searchable means any number can be traced back to real conversations.
